Análise dos antecedentes e consequentes da qualidade do relacionamento em instituições de ensino superior públicas estaduais

http://dx.doi.org/10.5007/1983-4535.2013v6n3p288 O principal objetivo deste estudo é analisar quais os antecedentes e os consequentes da qualidade do relacionamento entre estudantes e a IES a qual pertencem. Como antecedentes analisa-se a qualidade percebida nos serviços e a equidade. Como consequente analisa-se a lealdade acadêmica. A qualidade do relacionamento aqui proposta inclui três variáveis: a satisfação, a confiança e o comprometimento. Com caráter metodológico quantitativo não-probabilístico, foi realizado um survey com 684 acadêmicos dos vinte e dois cursos existentes nos três Campi que integram uma Universidade Estadual na região. Foram confirmadas as premissas de impacto positivo e significante entre as variáveis antecedentes (Qualidade Percebida e Equidade) sobre a Satisfação. Os construtos conseqüentes também foram significativos. Obsevou-se ainda que neste contexto a qualidade percebida parece ser um antecedente mais efetivo sobre a confiança do que a satisfação. Além disso, a satisfação, a confiança e o comprometimento impactam de maneira positiva a lealdade do estudante. Tais resultados contribuem para ajudar a explicar os fatores contribuem para que o estudante permaneça na instituição e tenha um bom relacionamento com a mesma.

No âmbito educacional, diversas metodologias de ensino vêm sendo utilizadas para melhorar a qualidade, o comprometimento e a retenção de alunos. Perante o exposto, este estudo tem como objetivo analisar as relações da inovação, qualidade, comprometimento e retenção em seis Instituições de Ensino Superior. A metodologia utilizada foi uma pesquisa quantitativa e descritiva, por meio da análise de seis hipóteses de pesquisa, as quais foram testadas pela modelagem de equações estruturais. Os resultados indicam que as inovações no ensino superior, expressas por meio de metodologias ativas de aprendizagem, contribuem para a qualidade e comprometimento, desta forma as instituições de ensino podem obter a permanência dos alunos.

This study seeks to contribute with the theories of transgression in relationships and social influence, by considering not only the dyadic relationship (consumer-company) but also other consumers that become aware of the transgression of the company. Such consumers are herein called third parties. The authors propose that the social distance between the third party and the victim of the transgression may influence the evaluation of the relationship between the company and the third party, even if the third party has not suffered the transgression. Two experiments were conducted, both with three conditions of social distance in the perspective of consumer transgression (victim vs. third party near the victim vs. third party distant from the victim). The results indicate that the impact of a transgression on the evaluation of the relationship is the same for the victim and for the near third party, but it is significantly smaller for the distant third party. It was found that this direct relation is mediated by the irritation emotion.

Este artigo tem por objetivo realizar ampla análise comparativa sobre os métodos de avaliação da Satisfação do Consumidor e da Qualidade Percebida. Mediante revisão detalhada da literatura que trata dos modelos de mensuração de ambos os construtos, três grupos principais foram categorizados: a) modelos baseados no Paradigma da Desconformidade; b) modelos fundamentados na multiplicidade de Indicadores da Satisfação; c) modelos apoiados em Métodos de Equações Estruturais. Essa tipologia permitiu a avaliação de vantagens e desvantagens de cada abordagem, discutindo em que situações a aplicação de cada uma delas pode ser mais viável. ABSTRACT The main objective of this article is to compare different approaches to evaluate Consumer Satisfaction and Perceived Quality. Based on a deep literature review, and on the analysis of both constructs measurement models, they are cathegorized in three groups: a) Disconfirmation Paradigm based models; b) Multiple Indicator based models; and c) Structural Equations based models. This cathegorization offered an evaluation of each approach advantages and disadvantages, discussing in what situations they could be applied.

Both practitioners and academics understand that consumer loyalty and satisfaction are linked inextricably. They also understand that this relation is asymmetric. Although loyal consumers are most typically satisfied, satisfaction does not universally translate into loyalty. To explain the satisfaction–loyalty conundrum, the author investigates what aspect of the consumer satisfaction response has implications for loyalty and what portion of the loyalty response is due to this satisfaction component. The analysis concludes that satisfaction is a necessary step in loyalty formation but becomes less significant as loyalty begins to set through other mechanisms. These mechanisms, omitted from consideration in current models, include the roles of personal determinism (“fortitude”) and social bonding at the institutional and personal level. When these additional factors are brought into account, ultimate loyalty emerges as a combination of perceived product superiority, personal fortitude, social bonding, and their synergistic effects. As each fails to be attained or is unattainable by individual firms that serve consumer markets, the potential for loyalty erodes. A disquieting conclusion from this analysis is that loyalty cannot be achieved or pursued as a reasonable goal by many providers because of the nature of the product category or consumer disinterest. For some firms, satisfaction is the only feasible goal for which they should strive; thus, satisfaction remains a worthy pursuit among the consumer marketing community. The disparity between the pursuit of satisfaction versus loyalty, as well as the fundamental content of the loyalty response, poses several investigative directions for the next wave of postconsumption research.

The American Customer Satisfaction Index (ACSI) is a new type of market-based performance measure for firms, industries, economic sectors, and national economies. The authors discuss the nature and purpose of ACSI and explain the theory underlying the ACSI model, the nation-wide survey methodology used to collect the data, and the econometric approach employed to estimate the indices. They also illustrate the use of ACSI in conducting benchmarking studies, both cross-sectionally and over time. The authors find customer satisfaction to be greater for goods than for services and, in turn, greater for services than for government agencies, as well as find cause for concern in the observation that customer satisfaction in the United States is declining, primarily because of decreasing satisfaction with services. The authors estimate the model for the seven major economic sectors for which data are collected. Highlights of the findings include that (1) customization is more important than reliability in determining customer satisfaction, (2) customer expectations play a greater role in sectors in which variance in production and consumption is relatively low, and (3) customer satisfaction is more quality-driven than value- or price-driven. The authors conclude with a discussion of the implications of ACSI for public policymakers, managers, consumers, and marketing in general.

Relationship marketing—establishing, developing, and maintaining successful relational exchanges—constitutes a major shift in marketing theory and practice. After conceptualizing relationship marketing and discussing its ten forms, the authors (1) theorize that successful relationship marketing requires relationship commitment and trust, (2) model relationship commitment and trust as key mediating variables, (3) test this key mediating variable model using data from automobile tire retailers, and (4) compare their model with a rival that does not allow relationship commitment and trust to function as mediating variables. Given the favorable test results for the key mediating variable model, suggestions for further explicating and testing it are offered.

Relationship marketing (RM) has emerged as one of the dominant mantras in business strategy circles, though RM investigations often yield mixed results. To help managers and researchers improve the effectiveness of their efforts, the authors synthesize RM empirical research in a meta-analytic framework. Although the fundamental premise that RM positively affects performance is well supported, many of the authors’ findings have significant implications for research and practice. Relationship investment has a large, direct effect on seller objective performance, which implies that additional meditated pathways may explain the impact of RM on performance. Objective performance is influenced most by relationship quality (a composite measure of relationship strength) and least by commitment. The results also suggest that RM is more effective when relationships are more critical to customers (e.g., service offerings, channel exchanges, business markets) and when relationships are built with an individual person rather than a selling firm (which partially explains the mixed effects between RM and performance reported in previous studies).

The study reports the results of two experiments designed to test the role of perceived quality, perceived sacrifice, and perceived risks on consumers’ perceptions of product value. The results of the experiments involving 530 undergraduate students support the hypothesized model that suggests that perceived quality and perceived sacrifice mediate the relationships between extrinsic cues-such as price, brand, store name, and country-of-origin-and perceived performance risk and financial risk. In addition, the results indicate that perceived performance risk and financial risk mediate the relationships that perceived quality and perceived sacrifice have with perceived value. Since the findings of this research suggest both performance risk and financial risk can be reduced (thus increasing perceived value) if perceived quality is high, firms have an incentive to increase consumers’ quality perceptions by means of brand name, store, country-of-origin and price.

Expectations of a novel restaurant dining experience were manipulated in a controlled field setting to test for the role and persistence of expectation and expectation-related effects within the expectancy disconfirmation and performance model. In an effort to ensure external validity, preconsumption expectations were manipulated via real-appearing reviews, actual service experience was recorded through protocol methods, and postconsumption perceptions were measured in the immediate postusage period. Results showed that the expectation manipulation and the expectations thereby created had an immediate but declining effect over the consumption period, that expectations acted as forward assimilation agents for performance, that retrospective expectations were partially influenced by performance observations in the manner of backward assimilation, that expectation-initiated performance comparisons (disconfirmation) and performance judgments were important satisfaction influences, and that the expectancy disconfirmation model is dimension-specific with regard to operation of its components. These findings shed insight into the operation of expectations, performance, and disconfirmation in service environments and illustrate some effects of consumption tracking.
